Zunächst wird eine Einleitung in die Problematik des entstandenen Käufermarktes und dem daraus hervorgehenden Thema Customer-Relationship-Management (CRM) gegeben. In diesem Zusammenhang werden die Ziele des Kundenbeziehungsmanagement und die Vorteile für den Mittelstand erläutert. Gleichzeitig werden die Teilbereiche des operativen, analytischen und kollaborativen CRM erörtert. Anschließend wird auf die unterschiedlichen Handlungsfelder und Systemkomponenten eingegangen. Im Mittelpunkt werden dabei zentrale Funktionen der beiden CRMSoftwarelösungen Microsoft Dynamics 4.0 und Salesforce.com für mittelständische Unternehmen beschrieben. Im nachfolgenden Schritt wird eine Übersicht möglicher Implementierungs- und Nutzungsprobleme dargestellt. Dabei kristallisieren sich acht signifikante Risiken heraus. Angefangen bei dem Versuch von Unternehmen mit einer Software sofort alle Probleme mit einem Schritt zu beheben, über fehlende zukunftsgerichtete Ziele und der fehlenden Einbindung späterer Anwender in der Implementierungsphase einer CRM-Software, bis hin zu der unklaren Definition relevanter Prozesse. Abschließend werden die möglichen Nutzenpotenziale des CRM in Verbindung mit dem Web 2.0 beschrieben. Mit Hilfe verschiedener Szenarien wird versucht, die Vorteile der Verknüpfung von CRM und Web 2.0 bildlich darzustellen.
